I match the channel to the urgency and context of the message, using in app messaging for something relevant to what the customer is doing right then, and email for something that needs more detail or doesn't require immediate action. Overusing any single channel tends to reduce its effectiveness over time.

What's your process for measuring whether a digital customer success initiative, like an automated onboarding sequence, is actually working?

I track the specific outcome the initiative was meant to improve, like activation rate or time to first value, against a baseline from before the initiative, rather than judging success by engagement metrics like open rates alone, since opens don't necessarily translate into the outcome that actually matters.

How do you maintain a personal feeling in customer relationships when most interactions happen through digital and often automated channels?

I make sure automated communication is genuinely relevant to where that specific customer is, not just generic, and I make a point of having real, non automated touchpoints at key moments, like after a significant milestone, rather than letting every interaction be automated.

An automated health score is flagging a large account as low risk, but you notice some qualitative signals suggesting otherwise. How do you handle the discrepancy?

I'd trust the qualitative signal enough to investigate further rather than dismissing it because the automated score says otherwise, since scoring models don't always capture context like a champion leaving the company or a shift in the customer's own priorities. I'd also flag the gap so the scoring model itself could potentially be improved.

A customer engagement campaign you launched is getting a much lower response rate than expected. How do you investigate and adjust?

I'd look at where in the funnel engagement is dropping, whether it's opens, clicks, or follow through after clicking, rather than assuming the whole campaign is uniformly underperforming, and I'd test a specific change to the weakest point rather than overhauling the entire campaign at once.

How would you approach improving the digital onboarding experience for a product with a historically high early drop off rate?

I'd look at usage data to find the specific step where the most people are dropping off rather than redesigning the whole onboarding flow, since a targeted fix at the actual friction point tends to move the needle more than a broad overhaul. I'd validate any change with a small test before rolling it out broadly.

I'd assumed a particular feature was a key driver of retention based on how often we highlighted it in onboarding, but usage data showed most retained customers barely used it. That shifted where I focused engagement efforts toward the features actually correlated with long term retention rather than the ones we'd assumed mattered most.

Describe a situation where you had to balance automation with a more personal touch for a specific customer.

A customer going through onboarding was clearly struggling despite the standard automated sequence being sent. I stepped in personally rather than letting the automation continue as scripted, which uncovered a specific configuration issue the automated content hadn't addressed, and resolving it directly got them successfully onboarded.

Knowing the answer and saying it out loud under pressure are different skills.
